Kepuasan Pelanggan adalah suatu penilaian emosional dari pelanggan setelah menggunakan suatu produk/jasa, di mana harapan dan kebutuhannya terpenuhi, sedangkan Ketidakpuasan Pelanggan adalah hasil yang diperoleh (produk/jasa/layanan) tidak memenuhi harapan pelanggan.

Seorang pelanggan itu berbeda dengan seorang konsumen seperti yang sudah dijelaskan dalam pembelajaran kemarin, seorang pelanggan biasanya telah memiliki pengalaman belanja yang banyak, memiliki banyak informasi yang didapat dari pelanggan yang lain (teman/kerabat) atau dari orang yang berpengaruh (influencer/brand ambassador/selebgram) yang ia ikuti, dan pengalaman informasi; janji – janji; promosi perusahaan yang ia bandingkan dengan perusahaan lain, sehingga alasan – alasan diatas membentuk harapan pelanggan.

Dalam berbagai proses persaingan dari penyedia produk barang/jasa dalam rangka pemenuhan harapan akan kebutuhan dan keinginan pelanggan, harapan – harapan dari produk yang memang terasa guna/manfaatnya bagi pelanggan, akan membuat pelanggan menjadi loyal dan melakukan pembelian ulang, kemudian produk cenderung menjadi pilihan pertama pelanggan itu karena telah memuaskan harapan – harapannya, lalu ulasan atas guna/manfaat dari produk akan menjadi komunikasi mulut ke mulut (word of mouth communication) sebagai rekomendasi bagi pelanggan/konsumen lain.
